One wellness retailer found this out the hard way. Everyone had blamed a returns problem. The real cause was one confusing step in the renewal flow, scattered across five ticket types. One fix closed all five. CSAT followed on its own, weeks later.

The fix isn't a better survey. It's reading the conversations you already have. Every ticket, chat, call & review names the actual problem in the customer's own words, the day it happens. Group them by root cause instead of ticket tags & the pattern shows up in hours, not months.

That's how a support bot can resolve 80% of tickets and still be losing customers. The other 37% are billing queries that need a human. Those customers wait, escalate, and leave. The headline number never mentions them.

Your CSAT is 4.6. Your refunds are climbing anyway. Only 5 to 15% of retail customers ever answer that survey. The ones who reply already love you or already hate you. The quiet 85% in the middle, the ones actually deciding whether to buy again, never show up in the score.

Don't take a vendor's word for it. Run a real pilot: Week 0-1: scope + backfill Week 2: test accuracy (85%+ or it's not ready) Week 3: alerting + routing Week 4-5: fix the top 3 root causes Week 6: readout, decide 45 to 60 days. Hard stop.

"It would have saved us thousands in revenue," says Steven Burt, Senior Director of CX at JustPark. Unify the signal and that pattern shows up in days. Not weeks.

@JustPark had complaints scattered across 5 inboxes. Took weeks to see the pattern: drivers showing up in a different car than the one on file. The barrier wouldn't validate them. Angry drivers, tickets everywhere, revenue lost. Fix: let drivers edit their plate.

What to actually test in a pilot, not a demo: 85%+ precision on your top 20 themes alerts that fire in minutes, not days 6 to 12 months of backfill SSO, RBAC, audit logs from day one real accuracy in your real languages, not just English

Buying is confusing because 5 categories use the same words: Customer analytics: CLV, propensity CEM: surveys, governance Journey analytics: funnels, pathing Conversation intelligence: agent QA AI-native CX intelligence: root cause, in minutes Pick the category first.

Every CX analytics vendor will show you a dashboard. Almost none will show you the exact ticket behind the number. Here's how to actually buy this software (a thread) 🧵

NPS was never the real answer. It was always a stand-in. A survey gives you a score from the few who replied weeks late. Your calls, tickets & reviews give you why, what it's costing & who owns the fix. 3 real cases with numbers: medium.com/@sentisumcx/nps-i… #CustomerExperience

75.7% of complaints at one payments company got blamed on engineering. The real cause: agent behavior. Slow replies, no follow-up. Your survey would never have caught this. Your tickets already had it. LINK: medium.com/@sentisumcx/nps-i…

Survey response rates keep falling into single digits. Most CX teams call that a survey problem. It's an attention problem. 3 companies read their tickets instead of their surveys. One found a 13x call spike caused by a stock page bug. Full breakdown: medium.com/@sentisumcx/nps-i…

Keep your survey. But stop treating it as the centre of gravity. The centre of gravity is the signal your customers are already generating, in volume, whether or not you are listening. Go and read what they are telling you.

A financial-services firm found something no survey question would ever ask. - 47.6% of complaints in one theme described customer harm. - 16.1% carried a vulnerability flag. No customer fills in a box marked "I am vulnerable." The free text said it the whole time.

A payments business was certain their complaints were an engineering problem. Reading the actual tickets: 75.7% of CSAT failures traced to agent behaviour. Not the product. Engineering was never going to solve a service problem.
